Whenever we needed assistance help was easy to access. They understand the request the first time and provided easy to follow instructions to fix it or fixed the issue if it was not something we had control over. It's always best to provide screenshots so support knows exactly what is going on.

They're very responsive, helpful, and respectful. From my perspective, they're a partner in our success - I always get the feeling that they care about what we're doing and helping us to succeed. Emails are usually answered quickly and I've never had to escalate an issue. The team is always willing to help us with anything we might need... I've had them on the phone with my entire dev team in more than one instance, helping to resolve tricky coding for complicated tests. Our dev team is in Manila, and they've also been very helpful in working with us on remote training which has been extremely helpful and also effective. When they're providing managed services, the communication is always excellent, and I've always appreciated the strategic support that they provide... they don't just execute on what I hand them, they make an effort to help us make it even better.

We found that we often were telling support people how the system worked. Because we were on E9 that created a lot of support issues as well since few people on the support team seemed to know how E9 worked. That was mostly okay except when we had major system issues (like SSO preventing us from logging in after an update), it became really hard to get answers that weren't vague. It was always the issues that had the highest visibility within the organization (like with Sales) that seemed to take forever to resolve and didn't have a clear escalation path. When Oracle switched Eloqua over to the Oracle support portal it just got worse.

I haven't personally called Support for help on a ticket, but my staff did and has been very happy with the level of service. As an example, we were trying to get our first campaign out the door and Support spent 2 hours on the phone with us to resolve the issue. I was also impressed with their upgrade readiness assessments; they walked us through the pros/cons of moving to E10.

I would actually rate day to day support a 1. We often knew more than the person on the phone. I would however rate escalation support a 7. When we went to “red status”, support was very good. We were assigned a technical resource who performed a full audit. Unfortunately the integration to Salesforce.com still failed.
