I do not make decisions around the level we use, however I feel pretty strongly that any company you are paying for a SAAS solution should provide some level of support other than telling you to check the community pages. They definitely take advantage of being the biggest name in the game and really are not great with assistance on anything.

We do not as the help that we require does not usually need an immediate response. We try to keep our budget on the lower side and don't use support all that often to need to pay for it. We maybe use it once a year if that and it's for a simply question.

Frankly, we don't have a good experience with traditional support, so we don't think premium support will do much better. Also premium support is expensive, and the contract has a lot of limitations where the premium support cannot touch your instance or customizations. i.e. they cannot make any modifications to any code you have, even if it's not running well.

Without premium support, you cannot find specific information. With premium support, if you simply submit case, they have 2 hour time for turnaround, and in most cases it works fine. If you really need information, you need to call, to escalate etc.

I did buy premium support for $2500/month to support our mid-market team primarily. We didn’t need it ourselves (in enterprise support). When we encounter a bug, our IT team tracks it down.

Before we were premier support there was a 2 day SLA. We ended up getting to first level support who wouldn’t read the question or understand it, and then would escalate to tier 2 which would take another 2 days, and we eventually gave up.
