I would say well-suited for the everyday user, with the ability to use the products. I think it's really user-friendly in that way. The lack of education for the end users, maybe through some of our companies, makes it difficult. And the turnover.

From personal experience, I can recommend the Azure AI service to reduce the burden on your customer service team, as we did. We created a customer service bot and automated our Frequently Asked Questions section, as well as an interactive platform for registering other complaints that the bot cannot handle, which are later addressed by our customer service team.

I can't think of anything off the top of my head regarding less appropriate. However, this product is very customizable. I think with some improvement in reporting it could be better, however, I would recommend due to these types of things. I love the knowledge base and creating those help centers. I would say that it is fairly easy to set up, but once you set it up, not really knowing all the things, it's hard to go back and change, so it would be nice to have an overall idea of guidance prior to the original setup that can just be improved over time.

    • There's an easy implementation and training process to get everyone on board quickly.
    • Flexibility of transferring calls to different mediums - I can switch a phone call to a conference or patch in other parties with ease.

    Cons
    Avaya
    • Calls are automatically terminated at an agent and do not allow for the agent to "manually" answer the incoming call. This is very problematic as agents are not able to prepare properly for incoming calls. In addition, agents have stepped away from their desks and forgotten to put themselves in an away status, and calls have been directed to them, and they just sit there with no agent present. This is a very undesirable feature of the system.
    • Password resets are extremely problematic and continuously cause problems for users. Agents are prompted to change their password upon expiry, and when they follow the instructions as outlined, it rarely works and ends up needing a full reset. The challenge questions are useless and do not work at all.
    • Support can be a bit challenging as there are definite language barriers that have made both explaining the problem and understanding the recommended solution difficult.
    • The system is sometimes unreliable and will randomly log agents out with no explanation. Agents are then advised by support to log out, clear cache, and log back in. This is not feasible in a busy call center.

I am really not the decision maker on this subject but given the cost of the investment in Avaya, I do not see the company not renewing the use of Avaya. The new licensing model no longer requires expensive upgrades to stay current with new features added to the system and really helps with the cost of investment.

We have been and will be continuing our journey with Intercom and nothing too concerning has happened that I have experienced or heard of that has us on the edge yet. If it ever happens it will be something along the lines of "Outgrowing" the use of need of the platform.

Azure AI Bot Service comes with an Integrated Development Environment and Bot Framework SDK that simplifies development. Having a single codebase for multiple channels, such as MS Teams, Facebook, and Slack, makes it easier to target multiple platforms without requiring redevelopment. Intuitive is a very accurate descriptor. Features do not seem to be hidden by poor UI. Things are usually where you would expect them to be, and the UI has been designed to make it pleasant to work within the platform. The platform also scales really well. Both small and large organizations can achieve a great return on investment by using it.

I give it this rating because the support services of Avaya have proven to be reliable when needed. Great feedback for our queries has always been received from the support agents. 24/7 availability of support, which is very essential as our Call Center department also functions this way, therefore, the knowledge and technical support we require is always available to us.

Microsoft's customer service staff is friendly and extremely knowledgeable. They are always available to assist you with bot framework-related issues that you may be experiencing. They provide training sessions, manuals, and support personnel, among other things. Bugs were easily spotted and patched, which was one of my pet peeves about patching.

I can get help by asking Fin questions about itself. It answers accurately, citing its own Help Center resources with visuals. It can reason and dialogue well. But when it comes to getting human support for Fin, it is not as quick. It can sometimes take a few days. They are polite and well-meaning. Some things aren't their fault (product limitations), but there was one occasion where something took a long time to resolve with lots of back and forth but it was I who found out the error in the end that they missed, so they didn't really help resolve it.

Switched from Polycom to Avaya, although polycom worked well there were too many reoccuring connectivity issues and the turn around time for solving them was also too long. Avaya has fewer connectivity problems and their support is much better too. Pricing wise they were similar so we didn't have much to lose.

Microsoft Bot Framework is much better and well more established without a lot of proprietary software/coding language. Lex is very limited with integration with standard hardware and network configurations. Lex has performance issues and was too slow to meet near real-time collaboration requirements. Bot Framework complements many other Microsoft communication products and this was key to implementing without a lot of new training required.

Fin far surpasses these other options in platform features and capabilities. Fin allows for side-by-side use by both the Marketing and Support teams, while none of the other similar products did that well. Most platforms are designed for one or the other, not both.

    Return on Investment
    Avaya
    • Overall from a business objective standpoint, Avaya has to have had a positive impact on our Return on Investment. Its use in day-to-day operations has been beneficial to not only the company, but the business as well.
    • Using the Avaya soft phones supplies a business or company a way to limit expenditures on the hard phones by allowing the use of Avaya soft phones. The equipment is no longer needed, save for headsets to be used with the application itself.
    • Business objectives have to be just that, objectives. Economics begs for ways for a company to limit expenditures that may see little or no return. Avaya has tackled this issue and won!

It’s also opened the door to a dedicated, AI-focused role, where a team member regularly reviews Fin’s answers and makes updates to help it perform even better.
    • Enabling Fin has also reduced our response time and allowed us to meet SLA's.
