Happy Fox works well in companies that want a full look at all of their tickets in one place. It may be better suited to smaller companies who can check or double check their tickets and have the time to spare. For bigger companies, I think there are better, more robust solutions.
Serena CM is well suited to highly controlled, audited, and process driven environments. It will allow strict segregation of duties, and change traceability. If implemented correctly it will help you quickly build trusts with your auditors. It is also well suited to environments that require constant branching and merging. Due to the complexity of the product and learning curve for your development and operations team it may be overkill in a small shop with loose rules
It is well suited for medium to large companies that require a tool to allow users to create IT requests, have a self-service portal, track the completion of such requests and have access to KPIs to understand the satisaction level of the requestors. It is not the best tool if you want to have a heavy personalized IT Service Management tool to cater to all your needs or when you want to have an easy way to search for past tickets using specific keywords.
Smart Rules - Easily create triggers that run based on a variety of criteria. This allows for easily moving tickets through our process. An awesome example is our manager's ability to assign tickets to technicians right from their email simply by responding to the ticket in a certain way. This prevents the opening of a web browser or the mobile app to complete basic functions. Removing one step from the process has already saved us countless hours.
Easy to use and clean interfaces all around. Whether it's the web interface, mobile web interface, or one of the mobile apps, HappyFox is all around intuitive. Plenty of things can be made to be updated in two or fewer clicks (Assigned to, due date, priority).
HappyFox allows our users to easily create tickets on behalf of customers. Any person who has previously contacted the Help Desk is stored as a contact and can be referenced again quickly.
While the portal they provide is basic, it can be quite heavily customized with color schemes and logos. Ours ended up looking better than almost anything else we host both internally and externally. It's clean, simple and provides an easy way for users to input a ticket.
Between the Smart Rules and SLAs it's easy to make sure every ticket gets the attention it deserves. Automatic reminders can be sent to technicians based on criteria. Reports can be run to ensure that service levels are being met. These two things alone have greatly increased the quality of service.
Code Promotion: Dimensions CM allows supervisors to control changes to code, in that they delegate requests to developers, and act as a gatekeeper prior to promoting to the next environment. This functionality is configurable so you can set up a workflow that best fits the structure and requirements of your own company.
Code Repository for changes and versioning: Code can be checked out by item or by synchronizing folders. Code revisions can be compared against other revisions or work files. Item histories show which developers made which modifications, and which supervisor and operations personnel were involved in assigning the request and promoting the code to each environment. Additionally a pedigree will show a stream diagram which graphically displays branches and merges.
Deployment: Serena Change Management offers help automating deployment including integrations with SVN and Jenkins. Its newer versions also have a powerful graphical deployment automation tool (Serena Deployment Automation- SDA). It comes with a certain amount of licenses built-in. If you have a many nodes to deploy to there will be separate licensing costs for that.
There are a few features that I would hope to be standard that are not yet accessible. For instance, having different time zones isn't a choice, and clients aren't able to create their own reports, only staff can. So, my staff is required to run those reports for our clients.
The only major negative that I have encountered with Serena CM product is that the very power and flexibility of the tool means there is a risk that you will make a mess of things. In other words it gives you plenty of rope to tangle yourself with. I recommend careful, well thought out deployments implementing the built in roles and workflows that can be turned on and configured, using a consistent methodology.
My experience with the Serena help desk support has not been impressive. Though reasonably polite and diligent, the technicians were well trained, and often gave bad advise and terrible scripts. On several occasions I had to rewrite scripts they have me; if I had run them as provided they would have caused even more difficulties than the problem I was trying to solve. I speak of the support in the past tense because I conditioned myself not to call them, it was usually just easier to solve nay problems my self. They do have a good account management team though, and for any major issues you can go thru them.
Finding requests that I opened and have since been completed by the assigned group/individual is very difficult to accomplish unless I've written down the request numbers somewhere.
Requests that I opened and are subsequently closed, often continue to appear in the list of "My Open Requests" giving the appearance that they were not completed when in fact they were.
It may exist, but if it does I haven't found it yet, which makes it less than intuitive, but I would like to see the ability to recall a request in ServiceNow.
I believe our firewall rule change request for is a custom form, but it has a serious drawback. If I submit such a request and need to make a correction to it before it is approved, there isn't anyway for me to do so. The request has to first be rejected with the creation of a sub-task in order to edit it before it is resubmitted for approval.
The way we have our implementation customized has allowed us to tailor the application to exactly how we would like to use it. We didn't have to change our procedures and fear the potential of poor adoption. Instead we customized the application to be used the way we already ran our help desk. From there on out we reaped the benefits of quicker resolutions, increased transparency, and much happier end users. After setting up Smart Rules, HappyFox does a lot of thinking for us. Tickets go where they need to go, close when they are supposed to close and even remind techs of inactivity. This removes the necessity for micromanagement, which is appreciated by our employees and managers alike
To be completely honest setting up a new ticketing system can be a pain in the ass. Once you have it setup and customized the way you want it, you don't want to switch unless you're unhappy with the product. Unless future releases and updates really muck the system up, I wouldn't change.
It has helped us a lot, and after some training and getting to know the product, we are quite comfortable with it and feel much more capable of understanding what's going on in our IT environment. The only reason it doesn't get a perfect score from me is that there is a learning curve for both end users and IT admins using ServiceNow. Once you customize the UI and remove unnecessary fields. You are left with a very clean product that does what it needs to and does it well.
I would give it this rating because we have had no major issues with the support for ServiceNow after we implemented it at our organization. They seem to respond promptly and efficiently if we ever do need to open a support case with them about an issue we are having.
To type in what should be a text box, you have to click an empty cell, a tiny text box pop up opens with a check box and an X. You the. Type in the text box and have to click the check mark. If you have a bunch of fields to fill out, doing this is very annoying. Absolutely know thought went in to this. I'm sure somebody in marketing thought it was a good idea. It wasn't.
Without exception, every client I have worked with has been very happy with their resulting product. While this is partly due to my work, I must point out that the platform is the winning decision, not the implementer.
HappyFox delivered a more cost effective solution and asset management had no limit. The main problem I saw with the various other services I demoed, was the up charges. The pricing seems manageable until you see that they charge for every 100 or so of this and 100 of that. HappyFox is truly a one-stop shop for us.
Serena CM is superior to Microsoft Team Foundation Server (TFS) in overall functionality, but does not have very good native integration with Microsoft. Therefore in a Microsoft centric shop with no audit needs ,TFS would be better. Otherwise I would choose Serena CM
We used to use Jira to handle service tickets but it's way too robust for something this straightforward. Due to the nature of Jira, you needed to already have a lot of documentation and knowledge about who should be assigned the ticket, so the lift of creating a ticket was time consuming.
Serena has facilitated our annual completion of various audit and technology control certifications. These certifications make a huge difference to our company's reputation and bottom line.
We don't currently have a CMDB, so we are leveraging ServiceNow to build one using their ITSM and ITOM tools. This is a huge gap for us as a company and it will be a big win once this is in place.
The core help desk functions are comparable to most other tools on the market, but SN does a great job of integrating that data with other modules like Problem, Change and Event Management to provide a truly integrated solution.
The tool is expensive, so you will need to try to do as much as you can with the platform. We currently use other systems for HAM and SAM but will be including these in our ServiceNow instance in the future to help maximize our ROI.
